Illustrative Example: From Late-Night Call to Checkout
This is an illustrative example of a typical flow, not a client case study.
At 11:15 pm, a caller asks for two connecting rooms for a family of five next weekend. The front desk is busy with late arrivals, so the call goes to the voice agent. It introduces itself as the hotel's AI assistant and checks availability. Connecting rooms are a special request the PMS can't guarantee, so the agent offers two adjacent family rooms, notes the connecting request and explains the flexible and non-refundable rates. The caller picks flexible. The agent books both rooms, sends a payment guarantee link by SMS and emails the confirmation. A note for the reservations team asks them to try to assign connecting rooms.
Two days before arrival, the guest gets a WhatsApp template message with check-in time and parking details, and replies to ask about a cot. What Are the Risks and Guardrails?
- Wrong rates or availability. The agent must read live data from your systems and never quote from memory. If the connection fails, it takes details and arranges a callback.
- Payment security. Keep card data out of the AI system. Payment links hosted by your provider help limit your PCI DSS scope.
- Policy accuracy. Cancellation, deposit and child policies come from one approved source. Change them there, not in the prompt.
- Overpromising. Requests like connecting rooms, early check-in or a sea view should be logged as requests, not confirmed, unless your system can guarantee them.
- Language quality. Test every language you offer with native-speaking staff. Fall back to English or a callback when the agent is unsure.
- Privacy. Verify the guest before discussing an existing booking. Follow GDPR, UK GDPR, India's DPDP Act or other laws that apply, and respect any restrictions on how you use guest data received through online travel agencies.
- Tone and upsells. Offer upgrades and add-ons once, politely. Guests shouldn't feel sold to by a bot.
- Safety issues. Any mention of injury, a security concern or a medical problem goes straight to staff.
